# What is usability in the context of Call Centre Security?

**In short:** Usability is how easily genuine customers, and the agents who serve them, get through a call centre's security process. It is one of the three measures of a security process's performance, with efficiency and security.

Usability is one of three measures of how well a call centre security process performs, alongside efficiency and [security](https://symnexconsulting.com/glossary/security). It is usually the one to fix first. A process that genuine callers get through easily tends to be quicker, and gives fraudsters fewer gaps to exploit, so the other two measures often improve with it.

## How it is measured

The plainest measure is the false reject rate: how often a caller who is who they say they are cannot complete the process. Because nearly every caller is genuine, each false reject is usually a real customer refused service, or given less of it than they are entitled to. The overall rate depends on two things: how often each method fails, and how many callers use it.

The commonest cause is a mismatch between what the caller remembers and what the organisation's records say. The caller may have forgotten an answer they set years ago; the record may have been keyed wrongly or never updated. Either way the customer is the one turned away.

## Beyond pass and fail

Usability also covers:

- **Effort.** How much a caller has to remember, find or type, measured against how much protection they think the call needs.
- **How it feels.** Being asked to prove who you are, especially with a number rather than your name, is uncomfortable, and a poor first impression colours the rest of the call.
- **Agents.** Agents carry the process on every call. When it relies on their judgement, they take the blame when it goes wrong and spend their time policing customers rather than helping them.
